SUPPORT WRITING GUIDE
Customer support tone: be helpful without overpromising
Practical wording examples for uncertain delivery, refund and investigation updates, with a Vellix review step for Gorgias support teams.
Four ways to make the commitment clearer
Reassure the customer with a useful next step
A helpful reply acknowledges the problem, states what you know and explains the next action. It does not need an unconfirmed outcome to sound reassuring.
The examples above are fictional. Adapt each one to the facts and the action your team can take. Intercom’s published support guidance recommends realistic commitments and acknowledging a request before a resolution is available.
Match the tone to the situation
Intercom’s PREACH framework treats tone and answer accuracy as separate review areas. It calls for empathy suited to the situation and clear, concise language.
For a delayed or unresolved issue, use a brief acknowledgement, then focus on the answer and next step. Read the reply aloud and remove language you would not use with someone waiting for help.
Keep the meaning intact when you revise
Small wording changes can change the commitment. Replacing "I will check" with "I will resolve" promises a different outcome.
Once you have a definite answer, state it. Do not keep a reply vague after a decision or action has been confirmed.
